Update Safely and Create a Backup

Practical recommendation

Start with Round Robin for most sales or service teams. Use Ring All for a small urgent-answer group, and Linear when a primary person must receive the first opportunity. Validate behavior with real call patterns rather than choosing by name alone.

Add Static Agents and Set Their Order

  1. Open the Agents tab within the queue.
  2. Select the required extensions from the Available Users list.
  3. Move them to the Static Agents list.
  4. For a Linear queue, arrange the agents in the exact calling order. For other strategies, the list still helps administrators maintain a clear team structure.
  5. Save, apply the pending configuration, and confirm the queue now shows the intended membership.

Configure Agent Ringing, Retry, and Wrap-Up

Names can vary by firmware, but these settings normally control the pacing of queue calls.

How long the selected agent rings for one attempt. A practical starting point is 15 to 20 seconds.
Retry Time
Delay before the queue starts another distribution attempt. A practical starting point is 3 to 5 seconds.
Wrap-Up Time
Protected time after a completed call for notes or disposition. Start around 15 to 30 seconds for service teams and tune from evidence.
Auto Fill
When available, allows multiple waiting callers to be distributed to multiple available agents without unnecessary serial delay.
Skip Busy Agents
Enable behavior that avoids offering a queue call to an agent already engaged, when this matches your call waiting policy.

Set Queue Capacity, Maximum Wait, and Failover

Maximum Callers
Limit the number of callers allowed to wait. Size this from concurrent call capacity, staffing, average handling time, and the desired customer experience.
Maximum Wait Time
Set a deliberate ceiling. For a normal support queue, 120 to 300 seconds is a reasonable starting range, but the correct value depends on service commitments.
Failover Destination
Choose what happens when the queue is full, times out, or is empty. Options can include an extension, voicemail, voicemail group, another queue, ring group, IVR, sound prompt, or authorized external number.
Dial In Empty Queue
Decide whether callers may enter when agents are unavailable. “No” or “Strict” generally protects callers from waiting in an unstaffed queue.
Leave When Empty
Decide whether existing callers leave the queue when agents become unavailable. Route them to a useful failover instead of disconnecting abruptly.
Do not create a routing loop

Never fail a queue to an IVR that sends the caller straight back to the same queue without a clear choice. Loops inflate waiting time, confuse reporting, and frustrate callers.

Enable Queue Position and Estimated Wait Announcements

  1. Enable Position Announcement. The UCM can tell the caller their place in line, such as “You are caller number three in the queue.”
  2. Enable Wait Time Announcement if you want the estimated wait announced. The UCM documentation notes that wait time is not announced when the estimate is below one minute.
  3. Set the Announcement Interval. Supported values are typically 20 to 600 seconds. A practical starting point is 30 or 45 seconds.
  4. Optionally upload a custom announcement and set its separate playback interval.
  5. Place at least three simultaneous test calls so the position changes can be verified.

Enable the Virtual Queue Callback Option

  6. Upload or select the Virtual Queue welcome prompt if the firmware provides that option.
  7. Save and apply, then test with a mobile caller ID and with a manually entered callback number.
Typical Virtual Queue choicesAfter the configured threshold, the UCM may let a caller use the current caller ID as the callback number, enter a different number, or remain waiting. Callback prerequisites

The callback succeeds only when the UCM can place the outbound call through a valid trunk and route. Normalize Pakistani mobile and landline formats, restrict the prefix to approved patterns, account for private or malformed caller ID, and test CLI presentation. A callback feature must not become a route for unauthorized or international toll calls.

Configure Dynamic Agent Login When Shifts Require It
